All services are characterized by a degree of intangibility. Professional services are usually seen to be more intangible than most other types of services. This is obviously a vital characteristic for professional service marketers since, unlike tangible goods, with professional services it is often impossible for potential clients to pre-test a service as a part of his or her purchase decision-making process. While marketers of goods can invite consumers to taste, feel, smell, hear and physically test most products, the intangibility characteristic does not afford this luxury to marketers of professional services.
Intangibility is obviously not an absolute term. It would be difficult to think of any service that was purely intangible and had no tangible elements associated with it. Most services, as with most goods, can be viewed as a mix of tangible and intangible offerings to the buyer. Even within the professional service context one can view varying degrees of intangibility both between professions and within the service offerings of one profession. We can therefore view intangibility as a relative continuum in the professional service context.
Inseparability
Inseparability in this marketing sense refers to the ability to separate the service received by the client from the person of the professional providing the service. This means that the service is often consumed, at least partially, at the same time that it is provided. For example, in litigation much of the service provided to the client is consumed as it is produced in the courtroom. It is also difficult to separate the professional providing the service from the service itself in this example. The quality of the legal litigation service provided is largely inseparable from the professional skill of the individual lawyer.
A further consideration of inseparability will reveal that in a number of professional services the client actually takes part in the production process. For example, a physician cannot produce a physical medical examination without the patient being present at some point. Similarly an accountancy firm could not undertake an audit without the involvement of the staff of the client organization.
Heterogeneity
Since the provision of service in most professions is largely inseparable from the person of the professional service provider it follows that standardization of service is almost impossible as individuals differ in personality, skill, knowledge, communications, etc. Although some professional services can be routinized to a certain degree, e.g. conveyancing for residential property, most professional services are almost completely ‘customized’ and will be different every time that professional service is performed. This means that achieving a standardized professional service offering to clients is impossible in most types of professional service firm. Thus quality control is a central problem for firms caused by the heterogeneous nature of professional services. This can also cause problems for clients and potential clients who find it almost impossible to make rational quality judgements before they experience the professional service from a particular firm.
Perishability
The vast majority of professional services are perishable in nature, i.e. they cannot be stored and used at some future time when demand occurs. In a management consultancy firm when there are no assignments in hand the professional service capability of the consultants is lost. It cannot be performed and stored for some future client. This characteristic perishability causes many problems for many professional service firms. Most firms suffer from fluctuations in demand since services cannot be performed and stored during slack periods in anticipation of future demand thus firms often have problems trying to cope with demand peaks. While firms can sometimes overcome some of these problems with individual services by hiring additional staff on a temporary basis, sub-contracting some work to other firms, or in the case of audit services, persuading clients to change their year ends, this characteristic causes problems for many professional service firms.
